In this particular case, at checkout the clerk did tell the customer no returns with out the original box, but the customer service representative needed to resist telling the customer she was wrong. Consumers do not want to be scolded; they want their problems solved.

If a customer is upset when they call, our training focuses on bringing the customer level of “excitement” down, making sure we use the right words, that we apologize for any lapse of service or perceived lapse of service.
